The TIL Hospitality Diagnostic
Bridging the Gap Between Promise, Perception, and Reality
A structured assessment designed to understand the gap between what a hospitality business communicates, what guests perceive, and what actually happens on the ground.
PROMISE
WHAT DOES THE BUSINESS COMMUNICATE?
PERCEPTION
WHAT GUESTS EXPERIENCE AND SAY
Reviews
UGC
Surveys
Interviews
Guest Feedback
REALITY
WHAT IS ACTUALLY HAPPENING

On-site Observation

The gaps between them are where the questions begin.
What We Can Examine
A negative review may look like a customer-service problem. Repeated complaints may reveal an operational one. Low satisfaction may appear to be a staffing issue when the real problem is expectation-setting, process design or inconsistent delivery.

The goal of a diagnostic is not to assume the cause. It's to investigate it.
GUEST EXPERIENCE
Where expectations and actual experience diverge.
SERVICE DELIVERY
How consistently service promises are being delivered.
REVIEWS & COMPLAINTS
Recurring patterns behind positive and negative guest feedback.
CUSTOMER JOURNEY
Friction points throughout the guest experience, from discovery to post-stay.
DIGITAL PERCEPTION
What reviews, UGC and online conversations reveal about the property.
OPERATIONAL OBSERVATION
On-site examination of factors influencing guest experience and service performance.

The TIL Hospitality Diagnostic can be adapted to different tourism and hospitality environments — from hotels and resorts to restaurants, attractions, wellness businesses and visitor experiences. The methodology is tailored to the organization, the customer journey and the question being investigated.
HOW A DIAGNOSTIC WORKS
01 — PRE-VISIT RESEARCH
We review available information about the property, including positioning, website content, guest reviews, UGC, competitors and relevant performance information.
02 — GUEST INSIGHT
Where appropriate, surveys, interviews, review analysis or existing feedback are used to understand recurring guest perceptions and experiences.
03 — ON-SITE OBSERVATION
Where included in the project scope, we observe the guest journey and service environment to assess delivery, consistency and alignment between expectations and reality.
04 — ANALYSIS
Quantitative and qualitative evidence is combined to identify recurring patterns, inconsistencies and potential root causes.
05 — RECOMMENDATIONS
Findings are translated into prioritized recommendations and presented in a professional research report and management presentation.
Hospitality Diagnostics are research and advisory engagements focused on guest experience, service delivery and operational observation.

They do not replace specialized legal, financial, engineering, health or regulatory audits.
